A hotel's WhatsApp starts before the guest arrives and ends after they leave: an enquiry converted into a direct booking, pre-arrival details that stop the calls, in-stay requests from a QR by the bed, a checkout thank-you and a review request, and, months later, an offer for the next season. Almost all of it is utility messaging about the guest's own stay; only the offer is marketing. This playbook gives the enquiry and booking flow, the in-stay routing, five templates, a cost example for a 60-room property and a 30-day rollout.

The first-contact flow

Trigger: any first message, the QR on the website and Instagram bio, a click-to-WhatsApp ad, the website widget. Steps: check-in and check-out dates (a WhatsApp Flow date picker), guests, room type as a list with photos, the rate and inclusions from the rate sheet, and a "Book now" button that sends a payment link for the advance; payment creates the booking and the confirmation goes out. Questions the flow cannot answer (a specific view, an event, a group) hand off to reservations with the details captured.

Instagram matters for resorts: story replies asking "rates for December?" are the highest-intent enquiries a property gets. Connect Instagram to the same inbox so the same flow answers them and moves the booking to WhatsApp for the payment link and the stay.

Pre-arrival and in-stay

Two days before arrival, a utility message with check-in time, directions, ID requirements, pickup options and an early check-in offer if available (a paid upgrade about the guest's own booking is utility). On arrival day, a welcome with the room number when ready and the QR code that opens a chat for requests. In-stay messages are free-form inside the window the guest opened; keywords and buttons route them: housekeeping to the housekeeping team, food to room service, "late checkout" to the front desk, anything with "complaint", "not working" or "dirty" to the duty manager with a priority tag. Stages track open requests so nothing is forgotten at shift change.

Checkout, reviews and offers

At checkout, the invoice as a utility document and a thank-you; two hours later a review request with rating buttons, the Google or TripAdvisor link on a positive reply, the manager on a negative one. Consent for offers is collected at booking ("Reply YES for our seasonal offers"); offers go to consenting past guests once a month at most, segmented by season stayed and room type.

Meta policy

Messages about the customer's own booking, order, account or request are utility (Rs 0.115 in India, free inside an open window). Offers, launches and packages are marketing (Rs 0.8631): prior consent, an opt-out line and Meta's per-user frequency cap apply. Promotional wording inside a utility template gets it recategorised and billed at the marketing rate.

The weekly review

Read five numbers every Monday: enquiries by source, the conversion at the step that matters most for this business, utility messages sent and how many were free in-window, replies to the last marketing send, and blocks on it (anything above 0.2 percent needs a segment or wording change). The Analytics page shows them per agent and per campaign, and the audit log shows who sent what if a number surprises you.

Mistakes to avoid

  • Offers to every past guest regardless of consent.
  • In-stay requests answered from one phone at reception; route them to teams.
  • Pre-arrival information sent by email only; the WhatsApp message gets read.
  • Rates quoted by a person hours later; the flow should quote in seconds.
  • Reviews requested a week later; two hours after checkout is the window.
